Write for the moment of use
Support articles should answer one recognisable question or workflow. Use the same terms customers and agents use, and place the answer, required checks and next action near the top.
Include rules and exceptions
A useful article explains who is eligible, what evidence is required, which system steps apply and when the agent must stop and escalate. Screenshots can support the instruction, but should not be the only explanation.

Create a controlled update process
Give each article an owner and review date. Record material changes and communicate them to the team before the new rule becomes active.
Use search failures, repeated escalations, quality findings and customer contact themes to decide what to add or improve. The knowledge base should reflect live operations rather than becoming a static policy archive.
